The Guest Relations team had a problem that looked operational on the surface but was quietly doing commercial damage underneath. Every day, complaints arrived through six different channels and disappeared into a manual process that was slow, invisible, and commercially blind.

Claude AI analyses the complaint text, property context, and division. It determines complaint type, severity (low / medium / high / critical), SLA window, key issues, and whether immediate escalation is required. A Saleslogix case is created automatically with a case number.

Guest is acknowledged within 2 minutes
A personalised acknowledgement is sent via the guest's original channel, HTML email for digital channels, SMS for phone and kiosk, push notification for app. The message includes the case number, property name, and a realistic timeframe. First impressions after a complaint are everything.

Unica suppression activates instantly
Simultaneously with case creation, a signal is sent to Unica to suppress this guest from all outbound campaigns. No manual list. No marketing team involvement. The COMPLAINT_SUPPRESSED attribute is set to 1 on their Unica contact profile, the bridge is live from day one of Phase 3.

Case is routed with a structured brief
Customer Relations routes the case. The division team, Casino Ops, Hotel Guest Services, or Restaurant Manager, at the correct property, receives a structured HTML brief: full complaint context, SLA deadline, and four explicit expectations. The guest simultaneously receives a personalised introduction from their named case manager, with an ETA.

SLA monitor watches every open case
Every 2 hours, the monitor evaluates all open cases against their SLA window. At 50% elapsed, a gentle prompt to the division team. At 75%, a supervisor is copied and the CR agent is alerted. At breach, the CR Manager and Property Director both receive an escalation alert. Nothing ages silently.

Division team updates flow instantly to CR
Division managers submit progress updates via a 60-second form. Each update immediately writes a structured note to Saleslogix, updates the case status, and sends a notification to the owning CR agent. When a guest calls asking for a progress update, the agent can answer in 10 seconds, not in a struggle.

Resolution communicated, personally
When the division team marks the case as resolution-ready, the system fires a personalised resolution message to the guest, from the case manager by name, referencing the specific complaint and outcome, via the original intake channel. 24 hours later, a CSAT survey follows.

CSAT score routes to the right outcome
Score 4–5: Unica suppression is lifted, the guest is flagged as a re-engagement candidate, and a warm thank-you is sent. Score 1–2: suppression is lifted, and the CR Manager receives a structured recovery alert with a 4-step action checklist. Every score is logged in Saleslogix.
